The Challenge

Three different businesses were running under one roof, and none of them shared a screen.

  1. No single view of a member. Plan, contract, loan balance, bookings, past complaints — all in different places. An agent taking a call assembled the picture while the member waited. The answer a member got depended on who picked up the phone.
  2. This was a lending business wearing a support business's clothes. Memberships are financed by internal loans repaid monthly over years. Missed instalments, partial payments, late fees, waivers, one-off charges. All of it had to be visible and actionable from the same screen the support agents worked in. No help desk on the market does that, which is the reason most vendors walk away from this brief.
  3. Seven regions, three languages, one queue. A member in Brazil and a member in Singapore landed in the same undifferentiated pile. No routing by region or language, no chat hours tied to time zones, no SLA discipline holding any of it together.

What We Built

One platform on Zoho CRM, with Desk, Analytics and omnichannel on top, and custom development doing the work a membership-plus-lending business needs and no product ships with. Zoho is the backbone. The loan servicing, the API sync and the region routing are ours.

Agents open one screen and see the whole member

  • A 360° member view pulling plan, tier, contract, loan balance, next payment, bookings and full history into one record.
  • CTI, so an inbound call opens the member's profile before the agent says hello. Click-to-dial for follow-ups.
  • Call logs, recordings and structured disposition codes — payment promised, booking made, callback scheduled, complaint logged. Every call ends as data somebody can report on.
  • Callback scheduling and an agent calendar view, so team leads can see who is actually free.

Support that knows the region, the language and the clock

  • Zoho Desk case management with escalation workflows, SLA tracking and reminders before a breach, not after.
  • Multi-ticket linking. A loan error and the booking failure it caused get handled as one situation instead of two tickets and two apologies.
  • Live chat with a bot on the routine questions — payment due date, membership validity — and a clean handover to a person on escalation.
  • Region-aware routing across seven service centres, with availability by time zone and autoresponders outside hours.
  • Email, SMS and chat all land on the same member timeline.

Loan servicing, inside the CRM

  • Loan origination fires off a closed sale. Amortisation schedules a member can be sent on request.
  • Monthly payment tracking, payment history, and a dashboard that buckets delinquency by age and alerts the right agent without anyone running a report.
  • Partial payments handled through API integration, so balance and status recalculate themselves. This was the hardest part of the build and the part that mattered most.
  • Take a payment, raise a one-off charge with a receipt, or waive a late fee under supervisor control. All without leaving the member record.

Memberships, contracts and reservations in the same place

  • Member profiles, plan tracking across all eight tiers, and contract management that puts the signed copy on screen during a dispute call.
  • A document repository for verification and signed documents.
  • Hotel booking against live inventory, usage tracking — nights used, nights left, last bookings — and vouchers issued automatically on a milestone.
  • Sales pipeline, lead capture, assignment rules, follow-up automation, and a task queue that starts the contract and loan paperwork the second a deal closes.

The sync and the reporting

  • API sync pulling member data, loan balances, payments and bookings from the client's core platform. The CRM reads from the source rather than keeping a second copy that drifts.
  • Zoho Analytics for loan ageing, delinquency, retention by cohort, call centre KPIs including handle time and first-call resolution, and booking analytics by destination.
  • Role-based access across agent, supervisor and admin. Full audit trail on every loan and contract change. Encryption and retention rules on archived contracts.

Results

  • One record, one screen. Plan, contract, loan, bookings and history open together on an inbound call.
  • Money handled where support happens. Delinquency flags, partial payments, charges and waivers sit inside the agent's workflow, with an audit trail behind every change.
  • Seven regions serviced properly. Routing by language and region, chat hours that match the time zone, SLAs that hold.
  • Management can finally see the business. Loan ageing, delinquency risk, retention by cohort and call centre KPIs available daily instead of assembled by hand each month.
  • Delivered by a team that stayed. Two Absoft developers inside the client's team across a 14–16 week phased build.

Why It Worked

Most vendors answer this brief with a help desk and treat the loan book as somebody else's problem. That is the expensive mistake here, because the loan is the relationship. A member who calls about a missed payment and a member who calls about a hotel room are the same person, and if two systems own that conversation you will lose them.

So servicing, financing and bookings were built as one workflow from day one. Zoho CRM, Desk and Analytics carried everything a product can carry, which was most of it. The rest we wrote. It is the same principle behind our multi-location retail build, where payments match themselves to the customer record.

The second decision mattered as much. Two developers stayed on the account for the whole programme rather than rotating through it. On a build with a hundred-plus requirements and a scope that moves between phases, the context is the asset. A team that already knows why a rule exists does not need the client to explain it twice. That is the only reason a programme this wide finished at all.

Frequently asked questions

Can Zoho CRM handle loan or instalment servicing, not just sales?

With custom development, yes. The member, contract and payment schedule sit in the CRM natively. Origination, amortisation views, partial payments, delinquency bucketing and taking a payment in-CRM get built on top with custom functions and an integration to your payment or finance system. Nobody ships this out of the box.

Can Zoho run a call centre with screen pop and call recording?

Yes. CRM and Desk integrate with CTI providers, so an inbound call opens the member record and the call is logged and recorded against it. Disposition codes, callback scheduling and agent calendars go on top.

How does Zoho route support across countries and languages?

Through agent groups, routing rules and business hours set per region. A chat from Brazil reaches the Portuguese desk during Brazilian hours, and gets an autoresponder outside them. SLA clocks respect local working hours rather than head office's.

Can the CRM stay in sync with our existing booking or core platform?

Yes, and it should. Where a core system already owns member data, balances, payments or bookings, we build API sync so the CRM reads from it. Copying that data into the CRM creates a second version of the truth, and within a year you will be arguing about which one is right.

What does a dedicated development team actually change?

Continuity. On a programme with a hundred-plus requirements, each phase starts from knowledge instead of a handover document. It also lets you move priorities between phases without renegotiating the contract every time the business changes its mind — which it will.

How long does a platform like this take?

This one ran about 14–16 weeks, in phases. Call centre, ticketing and the member view went live first. Reporting and the longer automation tail came after. Sequencing it that way meant agents were working on the new system months before the programme finished.

Is Zoho compliant enough for financial and contract data?

Zoho supports role-based access, field-level permissions, audit trails and encryption. On this platform agent, supervisor and admin roles were separated, every loan and contract change was audit-trailed, and archived contracts got retention and auto-deletion rules. Your compliance team should still review the configuration, not the brochure.
